Loyalty is an outcome that emerges from a mix of behaviour, belief, and belonging, not just a program or discounts. Brands should define what loyalty means to them, then design experiences that nurture both the rational (behaviour) and emotional (belief and belonging) connections, including how they recover when things go wrong.

Q: What prompted the pivot from Reader's Digest to LookSmart, and how did the Internet change your thinking?
Seeing how the Internet could be monetized through a direct-marketing model, rather than traditional display ads, caused a fundamental shift in our business plan and led to LookSmart. It was about predicting where the money would flow as online information delivery evolved.
