Talking Points

Recent interactions between the hosts and their guests.

Omotenashi: Japanese concept of hospitality and what CX teams can learn from it with Daniel Orenes Ferrández, Uber
Q: Tell us a little about yourself and your journey in AI and what you do at Uber.
Daniel is from Spain and has spent 12 years in Japan, progressing from business development across Asia to leading Uber's customer experience initiatives in Japan. He previously led conversational AI at Rakuten, focusing on customer service chatbots, and now focuses on delivering better AI-driven CX for delivery partners in Japan.
Where generative AI earns its place in fintech. Lessons from Jaja Finance with Adrian Matei
Q: What are your thoughts on the future of agentic AI and multi-agent orchestration in production fintech environments?
Open, attackable agentic systems are not ready for broad production use due to security and safety concerns. A middle-ground approach involves edge or device-level generative power with strong guardrails and selective integration, gradually expanding capacity as governance and safety improve. The focus remains on maintaining analytical thinking and verification to prevent harmful outcomes.

Q: What does your testing and QA look like for AI-powered features, and how do you measure success beyond traditional metrics?
Testing is more rigorous and language-aware; outputs are validated by humans, focusing on whether the result matches the intended tone, brand, and user needs rather than exact replication. Daily reviews of conversations help identify issues and ideation opportunities. Success is measured by customer financial well-being, quick resolution of problems, and sustained positive user experiences, not only satisfaction scores.
Where generative AI earns its place in fintech. Lessons from Jaja Finance with Adrian Matei
Q: Can you share how you approach blending generative AI with hard-coded responses, and what drives the division between the two in production?
We start with the business process and map each step to determine where AI adds value versus where a fixed response is preferable. If a message is always the same or requires a guaranteed tone, we use deterministic/handwritten responses. Generative components are used where flexibility and nuanced language are needed, but we keep guardrails and explicit fallbacks. This approach reduces compute costs while maintaining a cohesive user experience aligned with the brand.

Q: Given your experience, where does GenAI fit best in a fintech product, and how do you decide when to use it versus traditional deterministic systems?
GenAI is most effective when you need natural language understanding or generation that adapts to user context, but you should anchor it with a business process map and deterministic decision points. Use GenAI for areas requiring language, tone, or nuanced interpretation, and apply deterministic logic for critical decisions or where consistency is essential. Assess costs, risk, and compliance first, then design a multi-layer system that uses AI where it adds value without sacrificing reliability.
